Turn friendly into rules a model can follow: presets, banned phrases, length, and a ten-review test before anything auto-posts.
Friendly is not a setting a model can follow. A brand voice for review replies is a short list of behaviours: how you open, what you never say, how long you write, and which language you match.
Start from a preset, then replace vague adjectives with rules you can score on ten real reviews before anything auto-posts.
Start from a preset: Friendly, Professional, Luxury, or your own custom instructions. Write behaviours, not adjectives. Never open with "We apologize for any inconvenience." Never promise a refund, a comp, or a free night in a public reply. Say what the team will do next only when a person has confirmed it. Keep praise replies to a few sentences, and keep complaint replies long enough to name the issue and move the rest offline.
Give the model 8 to 12 real replies you would send again, half praise and half complaints you handled well. Ban stock lines such as "valued customer," "please be assured," and "your feedback is important to us." If a draft uses a banned line, the draft fails even when the tone feels warm. Examples teach the shape. The place to store presets, custom instructions, and those examples is AI review responses.
Match the reviewer's language. A Bahasa Indonesia review gets a Bahasa Indonesia reply, and an English review gets an English reply. Do not translate the guest's name or the property name. This matters in Indonesia, where domestic travellers and international guests read the same listing, and it matters in English-speaking markets, where a guest may write in English or in Bahasa Indonesia. A reply in the wrong language reads as careless even when the facts are right.
Praise and complaints need different shapes. A thank-you names the guest, echoes one detail, and invites them back. A complaint acknowledges the specific issue, avoids a public admission you have not checked, and offers an offline contact. Do not reuse the praise shape on a 2-star review. The outlines are in review response templates and policy, and the decision of which lane may auto-post is in AI auto-reply vs human approval.
Turn auto-post off and run ten recent reviews through the draft. Count how many you would send with only a light edit. If fewer than eight of the ten are sendable, edit the instructions or the examples and run the ten again. Do not turn auto-post on to see what happens. The wider limits on what a draft may claim are in AI review responses: ethics and setup.
A preset is a starting point. The banned phrases and the ten-review test are the training.
Set presets and custom instructions in AI review responses, then decide what may publish on its own in AI auto-reply vs human approval.
